How to outsource customer support without losing the personal touch
Outsourced support can feel just as personal as an in-house team. The difference is in the handover: tone, knowledge, escalation rules and the way you check quality.
Most leads go cold because nobody calls them back quickly. Here is how to set up outbound follow-up calls that are timely, polite and easy to measure.
Businesses spend a lot of money generating enquiries and then lose many of them in the follow-up. A web form gets filled in, an email goes unanswered for two days, and the customer buys from someone else. A simple outbound calling process fixes much of this.
The single biggest factor in turning an enquiry into a conversation is how quickly you respond. A lead who filled in a form ten minutes ago still remembers why. A lead contacted three days later often does not. Set a clear target, such as calling every new enquiry within one working hour, and staff the phones to meet it.
A script is not something to read word for word. It is a structure that makes sure every call covers the essentials:
Give callers the main objections and good answers to them, then let them use their own words. People can hear when someone is reading.
Polite persistence works. Pestering does not. A common pattern is three call attempts at different times of day over a week, each followed by a short email or message. If there is still no answer, mark the lead as closed and move on. Always respect anyone who asks not to be contacted again, and follow the rules on calling that apply in each country you call.
Each call should end with a note in your CRM: outcome, next step and date. Without this, leads are called twice by different people, or not at all. It also gives you the numbers you need to improve.
Track a handful of figures each week:
Outbound calling is ideal work to hand to a dedicated remote team: it follows a clear process, is easy to measure and benefits from people who make calls every day. A team can also call during your customers' evenings or weekends, when they are more likely to pick up.
